Our Customer Service Operations team is the heartbeat of our subscriber experience. As part of our Learning & Development team, you will play a critical role in equipping these professionals with the skills, knowledge, and confidence they need to deliver outstanding service.
The Role: Learning & Development Program Manager
Reporting to the Learning & Development Manager, you will be responsible for overseeing the learning needs of our outsourced call centers that comprise our Customer Service Operations. You will serve as a trusted partner to both our internal teams and external training partners, ensuring seamless execution of training initiatives across multiple locations.
This role offers the unique opportunity to design effective and engaging learning experiences for some of the best call center professionals and leaders in the industry. You will work collaboratively with cross-functional teams, manage stakeholder relationships, and drive continuous improvement in our training programs.
Key Responsibilities
- Program Management: Outline, document, and maintain the scope of all local L&D projects. Create, track, and maintain comprehensive project plans. Develop trusting partnerships with outsourced call center partners and serve as the primary point of contact for all trainers in these facilities, responsible for successful training rollouts and launches.
- Strategic Collaboration: Work closely with the broader CS Learning & Development team and other key internal and regional partners to ensure alignment around critical priorities and initiatives. Foster strong relationships across departments to deliver unified learning solutions.
- Learning Content Development & Instructional Design: Conduct gap analysis for performance and training opportunities using diverse inputs. Identify local and global curriculum needs for both tool-based technical and behavioral soft skills. Prioritize identified gaps and document strategies, findings, and recommendations to address performance issues.
- Curriculum Creation: Research content and collaborate with Subject Matter Experts (SMEs) and cross-functional stakeholders to develop consistent and accurate training curriculum that is locally relevant and globally valid. Design solutions including instructor-led training, virtual learning, e-learning, blended learning, and other innovative approaches.
- Materials Development: Develop comprehensive course collateral including facilitator guides, learner materials, presentation media, job aids, and knowledge assessments. Finalize materials through rigorous reviews, pilot testing, and ensure measurable impact of training programs.
- Facilitation: Deliver learning content in both face-to-face and virtual environments to leadership audiences. Pilot newly designed curriculum and run train-the-trainer programs for call center trainers. Mentor and develop call center leaders to co-facilitate learning material delivery.
- Partner Management: Partner with the training and operational teams of our outsourced call center providers. Contribute to overall CS business performance by guiding these teams to achieve success through appropriate courses, support, and initiatives. Build and drive L&D governance including data analysis, partner support team structure, intake frameworks, and evaluation frameworks.
- Stakeholder Management: Build and foster strong partnerships with regional CS colleagues at arenaflex. Serve as an effective voice of the local L&D team and act as an active partner in the overall CS business by identifying learning opportunities, priorities, and impact. Collaborate with business leaders to transform operational challenges into L&D solutions.
What You Must Have
- 3+ years of experience designing soft skills and tools learning solutions, including onboarding programs focused across a variety of levels: call center agents, senior call center agents, emerging leaders, and senior leadership audiences.
- Experience designing and facilitating learning offerings ranging from 15-minute learning modules to multi-week classroom experiences.
- Strong experience creating learning content and working with Learning Management Systems (LMS) and virtual learning strategies and tools is highly preferred.
- Solid facilitation experience in various instructor-led programs for diverse audiences and training sessions.
- Project management experience with the ability to collaborate effectively with teams and stakeholders, communicate clearly, and pay close attention to detail.
- Experience working in a fast-paced, results-oriented, data-driven environment.
- High degree of independence and ability to work and manage own time efficiently.
- Bachelor's degree in Instructional Design or a related field; Master's degree is a plus.
- Fluent in Portuguese and English; Spanish is a plus.
- Experience working in a cross-cultural global environment is a plus.
- Experience in content/knowledge management is a plus.
- Experience designing training curriculum for service, retail, or call center managers/leaders is a plus.
- Familiarity with innovative facilitation tools is a plus.
